There are three immutable laws at work in contact centers that you must keep in mind. They’re always present. Understanding them will help you establish the right metrics, communicate important trade-offs and shape an organizational structure that works well. What do I mean by immutable law? Simply, it’s something that cannot be changed. It’s like the law of gravity. It’s always at work.
Think of the immutable laws this way. If you want to design a new airplane, you’ll need to understand laws such as gravity and lift. Similarly, understanding the immutable laws summarized here will enable you to design and operate your contact center – especially with the emergence of AI – much more effectively.

This was a great reminder that while technology keeps evolving, the fundamentals of contact center leadership and customer experience still drive success. It is easy to get distracted by new tools, but strong planning, clear processes, and a focus on people remain constant. Really appreciated the grounded perspective in the middle of so much change.
